La presente investigación tiene como finalidad determinar la relación entre la variable calidad del servicio con las variables confianza electrónica y satisfacción del consumidor; además de medir la relación entre estas dos últimas variables con el boca a boca electrónico y la intención de recompra en el contexto de las ventas online de ropa femenina en el sector retail en la ciudad de Lima. La investigación consideró cuatro dimensiones para medir la calidad de servicio: el diseño de la página web, el servicio online al cliente, la seguridad-privacidad y la fiabilidad. Los datos se obtuvieron a través de una encuesta en línea a 400 mujeres de 18 a 35 años residentes de Lima, que habían comprado en línea -en el último año-, ropa en tiendas de marcas independientes de tamaño mediano. El modelo se estimó mediante la técnica modelo de ecuaciones estructurales de mínimos cuadrados parciales (PLS-SEM). Los resultados señalaron que la calidad del servicio tiene un efecto directo en la confianza y la satisfacción del consumidor en línea. Así mismo, se demostró que la confianza tiene un efecto positivo en la intención de recompra online y el boca a boca electrónico; sin embargo, la satisfacción del consumidor solo tuvo un efecto positivo en la intención de recompra, mas no en el boca a boca electrónico.The purpose of this research is to determine the relationship between the variable quality of service and the variables electronic trust and consumer satisfaction; in addition to measuring the relationship between these last two variables with electronic word of mouth and the intention to buy back in the context of online sales of women's clothing in the retail sector in the city of Lima. The research considered four dimensions to measure quality of service: website design, online customer service, security-privacy, and reliability. The data was obtained through an online survey of 400 women aged 18 to 35 living in Lima, who had bought clothes online -in the last year- in medium sized independent brand stores. The model was estimated using the partial least squares structural equations (PLS-SEM) technique. The results indicated that quality of service has a direct effect on online consumer trust and satisfaction. Likewise, it was shown that trust has a positive effect on online repurchase intention and electronic word of mouth; however, consumer satisfaction only had a positive effect on repurchase intention, but not on electronic word of mouth.
